AI customer service
AI customer service automation that your support team will actually keep using
The aim is fewer repeat questions reaching your agents and faster first replies on the rest. We measure it against your own tickets, not against a vendor demo.
In short
AI customer service automation uses language models inside your helpdesk and chat channels to tag tickets, route them, draft replies, answer routine questions and summarize long threads for agents. Done well, customers get quicker first replies and agents spend time on cases that need judgment. We set it up on Zendesk, Intercom, HubSpot or a custom stack.
Sort your tickets before you automate them
Not every ticket should be automated. We start by reading a sample of past tickets and placing each type on a ladder. Here is the shape of the result for a typical online business.
| Ticket type | Automation level | Reason |
|---|---|---|
| Where is my order | AI answers from order data | Fact lookup, low risk |
| How do I reset or change X | AI answers from help articles | Documented, repeated |
| Wrong item, damaged goods | AI collects details, person decides | Needs a decision and sometimes money |
| Billing dispute | AI drafts, person sends | Tone and accuracy both matter |
| Complaint, legal threat, safety issue | Straight to a senior person | Never automate |
| Spam and sales pitches | Auto-tag and close | No reply needed |
The ladder is agreed with your support lead before building. It is also the document you show customers and regulators if anyone asks how decisions are made.
Where AI fits inside a support desk
- Triage: tag topic, language, urgency and sentiment as the ticket arrives.
- Routing: send billing to billing, technical to the technical queue, VIP accounts to a named agent.
- Self-service: a chatbot that answers from your help center. See AI chatbot development.
- Agent assist: draft a reply from the ticket and past answers, with a link to the source article.
- Summaries: a three-line summary at the top of a long thread so nobody rereads forty messages.
- Quality review: flag replies that miss a question or promise something your policy does not allow.
We work with the helpdesk you already use. See our notes on Zendesk AI chatbot and Intercom Fin setup, or ask about HubSpot and custom desks.
Measure it with four numbers
Before launch we record your current figures, so that the improvement is a comparison and not an opinion.
| Measure | Formula | Watch out for |
|---|---|---|
| Self-service resolution | Chats ended without a person / all chats | Customers who gave up, not solved |
| Median first reply time | Middle value of time to first answer | Auto-replies that say nothing useful |
| Handover rate | Chats passed to a person / all chats | Too low can mean the bot blocks escalation |
| Edit rate on drafts | Drafts changed by agents / drafts used | A high rate means the drafts need work |
Pair these with customer satisfaction from your own survey. If satisfaction falls while resolution rises, the bot is holding people back and we change course.

- Ticket auditWe read a sample of recent tickets and build the ladder above, plus the first version of the help content gaps.
- BaselineExport your current response times, volumes and satisfaction so we can compare later.
- BuildTagging and routing first, because they carry the least risk. Then drafts for agents, then customer-facing answers.
- Agent pilotA few agents use the drafts for two to four weeks. Their edits tell us what to fix.
- Customer launchSelf-service goes live for the safest categories, with a one-click route to a person.
- Review and widenMonthly review of the four numbers and the list of questions the bot could not answer.
What you get, timeline and compliance
- Configured tagging, routing, agent assist and, where agreed, a customer-facing bot.
- The ticket ladder and the baseline report.
- A disclosure line so customers know they are talking to an AI, plus an easy way to reach a person.
- A data note on transcript storage and retention for your GDPR, UK GDPR or CCPA review.
- A weekly view of the four measures.
Triage and routing can often be live within a few weeks. Customer-facing answers follow once the agent pilot looks healthy. The quote gives dates for your scope and tool stack.
How we report and related work
During rollout you get a short note each week with the four measures against baseline and the five questions most often handed to a person. After that, a monthly note unless you prefer to read the dashboard yourself.
We have no published customer service case study yet. Our nearest real work is Aura Realty, where enquiries from several channels needed one place and a follow-up routine, which is the same underlying problem on a smaller scale.
